He speaks of the "10 x 10 x10" rule which suggests that people will consciously or unconsciously judge you from 10 meters away (stance and aura), 10 inches away (the way you're dressed), and finally from your 10 first words. He also emphasizes how negative words like 'unfortunately' instantly make customers look for alternative solutions. Hence, it is important to use positive wording.
