I see the nervousness in their eyes which is normal. I remember when I was new in the industry, on my first day taking a live call, it really got me and thought of walking out but realised everything would go well since there were a lot of supports around to help and guide you. Working in the BPO Industry might be difficult but you will get used to it as days go by. For those who are newbies, you can do it. Goodluck.

I trained voice and accent/ cross cultural customer service in india for 15 years, for an indian BPO major with top UK and US call center clients. I had to facillitate thousands of mock calls. The biggest reason for mock call fails? Simple... Training is not focussed on practicing for a call and setting realistic expectations and scenarios of what a customer interaction is actually like. Instead it's almost always focused on the proccess mechanics and covering a complex SLA checklist. Communication skills tends to be an afterthought and is trained in a binary way. When there is V&A or customer service training, it's often loose CS concepts or drilling non specific, cannned sentences that are rigid and do not work in free flowing speach. If a conversation goes off script agents can freeze. Candiates usually have a few mins practice whilst the trainer is setting up, or when they are waiting for their turn, on assessment day. For me use of scripts was a big NO, as they focus on memorising the script instead of just having a conversation and listeniing to the customer, in order to respond correctly and with genuine empathy. cultural content focuses on general knowledge like UK/US food or history, instead of focused on information rellevent to the products or services the client is offering. Language examples are usualy not taken from actual call recordings or realistic mock ups, but instead generic and often outdated statements found in english text books. This seems to be outbound sales, where it can be a little more script focused, but you still need to be able to listen and interact in real time. My biggest feedback from my trainees..."more mock call practice please". I was only able to give a few hours out 0f 40 , by breaking the rules and skipping useless topics, so i could give my trainees a fighting chance. Vetting English fluency and communication skills during the hiring phase is also a big problem. You can't teach a person with no practice, conversational English in a few weeks. They need to have at least strong conversational level regional English and an outgoing personality with decent com skills from the outset. It dosent matter how good your graduation marks are if you don't have that, unless perhaps you have an arts rather than a business or tech degree.

If you compare an educated filipino to an educated indian in a call center then you can spot the difference especially in the accent and pronunciation department.
